The Problem with NPS

Net Promoter Score has been the default metric for customer loyalty measurement since Fred Reichheld introduced it in 2003. Its simplicity — a single question on a 0–10 scale, generating a score between -100 and +100 — made it appealing to executives who wanted a single number to track. But its very simplicity is also its greatest weakness.

NPS tells you how many promoters and detractors you have. It does not tell you why. It does not predict churn with any real reliability. It is susceptible to cultural response bias, making cross-country comparisons problematic. And it has been shown repeatedly to have weaker correlations with actual business outcomes than its proponents claim.

1. Customer Effort Score (CES)

CES measures how easy it was for a customer to complete a specific interaction with your brand. Research by Gartner suggests CES is actually a stronger predictor of customer loyalty than NPS, particularly in service-intensive industries. The question is simple: "How easy was it to resolve your issue today?"

2. Customer Satisfaction Score (CSAT)

CSAT measures satisfaction with a specific interaction, product or service. It is more actionable than NPS because it is tied to a specific experience, making it easier to identify what is driving positive or negative sentiment.

3. Emotional Loyalty Index

Emerging frameworks that measure the emotional connection between consumers and brands are proving to be stronger predictors of long-term loyalty than any single-question metric. These typically combine elements of pride, trust, commitment and advocacy.

4. Predictive Churn Scoring

Combining behavioural data with survey data to build predictive models of customer attrition is increasingly accessible through AI platforms. For companies with sufficient data, predictive churn scores are more actionable and reliable than any standalone survey metric.

5. Brand Relationship Strength Index

A composite measure developed by researchers at several leading universities that assesses the depth of the relationship between consumer and brand across multiple dimensions. More complex than NPS but considerably more predictive of actual purchasing behaviour.
